The University of Manchester has identified a requirement to update its current IT Service Management system.
The core capability of the new solution should support the four core goals of the IT Strategic plan which is underpinned by University of Manchester 2020 Vision and 2020 Strategic Plan, which includes an ambition to be one of the top 25 research universities in the world.

The University of Manchester has concluded the current solution is not scalable to our future needs. A more flexible and feature rich product set will be required to enable improved service management within the University of Manchester.
The future development of Service Management will be based around an ITIL service management approach for use primarily by ICT staff. We also have a number of non-IT areas within the business who also use the current system to manage requests. These users must be transferred to the replacement system. Examples include general Library enquiries, eLearning support and our Student Support Office. The potential for future expansion into further areas of the organisation will require any solution to be scalable and flexible to the needs of University.
The current solution is bespoke and has been developed using the Remedy ARS development platform since 1990s. The service management strategy for IT is now changing and moving away from bespoke development in favour of adopting a solution based on an off-the-shelf product. The University aims to base our IT processes on ITIL best practice methodology, tailored to our needs.
Key areas of improvement which have been initially identified are:
- Reporting
- Simple usability of system by all user bases
- Greater platform support i.e. mobiles, tablets, desktops
- Improved customer-facing exterior
- Lower technical maintenance requirement hence lower cost of ownership
- Flexibility/scalability of system
The implementation of a new IT service management system forms an important part of a wider IT transformation programme within the University. In parallel to the implementation project we will be undertaking sizable activities to reengineering our core IT services processes using ITIL best practice as a framework.
